like water, our minds fill the gaps… but with assumptions
allow diagnosis of the problem before determining the solution
gaining visibility turns “I feel” into “I know”
false escalation obscures true emergencies
even ambulances have a WIP limit
transparency allowed us to work together

sometimes really, REALLY unhappy customers
inspect the situation to gain visibility
extreme honesty was key for me
people crave visibility, so be transparent
in the end, they had to see to believe, had to believe to trust
